Reply to Instagram comments

Bring comments on your connected Instagram account’s posts and Reels into CXP for your human team. Each commenter has a separate history for each post. Agents take over the Chat, select a received comment, and post a plain-text public reply with optional emojis. Comments are always handled by human agents. A Concierge Agent does not answer publicly. Internal notes and private Agent Assist suggestions stay inside CXP until an agent deliberately sends a public reply.

Before you start

  • You are an Owner or Admin to manage Settings > Social.
  • Your Instagram professional account is active in enegel-app Integrations, with its destination set to CXP and valid comment permissions and subscriptions.
  • The connection uses Instagram login, or Facebook login with its linked Facebook Page. Both modes support the comments workflow.
  • Your agents can read and reply to conversations and take over Chat work.
Use Open Integrations for connection, authorization, subscriptions and reconnection. Direct messages and comments share the same account connection and destination. A working direct-message connection alone does not establish that the account has the permissions needed for public comments. Comments do not require a Direct messages Concierge Agent. Configure Instagram direct messages independently on the same account.

Enable comments and choose a team

  1. Open Settings > Social > Instagram and find the connected account.
  2. Under Comments, enable Process comments.
  3. In Assign comments to, choose All Agents or an active team in your organization. The selector appears while the toggle is on.
  4. Select Save. Allow up to 60 seconds for configuration caches to refresh.
  5. Add an authorized test comment to the connected account’s post or Reel. Check that a new conversation appears in the selected team’s work, then take over and verify a reply on Instagram.

Configure comments independently of direct messages in either Instagram login mode.

Processing is off by default. Disabled comments are ignored and are not imported when you enable the setting. Live comments, stories, mentions, reactions and comment edits or removals are outside this workflow. New conversations go directly to the chosen team, without a routed offer. Follow-up comments keep the current agent or team. If the conversation is unassigned, the next accepted comment assigns it to the current comments team. An unavailable saved team falls back to All Agents for new or unassigned work; an empty team or offline team members do not make a saved team invalid. Changing the setting does not move already assigned work. Disabling comments hides the team selector and preserves its choice, even if that team is no longer available. After caches refresh, CXP ignores new comments and blocks new public sends. Already submitted replies cannot be recalled. Stored history and public Contact protections remain in place.

Take over and reply to one comment

For example, Nora asks about returns on your shop’s Reel, then adds a second question. Both comments appear in Nora’s post-specific conversation. Another person commenting on that Reel gets separate public work, even if they reply to Nora or to your team’s answer. New conversation subjects use the first comment’s text, shortened to 80 Unicode characters with an ellipsis when needed. Empty text uses Instagram post comment. Later comments and existing conversations keep their subjects.
  1. Open the conversation and select Take Over. Assignment alone is not send authority; you must belong to the active Chat and have reply permission.
  2. Review the original post preview above the first comment and the flat, chronological comment history.
  3. Select Public reply. Comment is the only public channel.
  4. Review Reply to comment. A fresh reply selects the latest eligible customer comment. With several comments, choose a different one if needed; with one, the selector is disabled. An empty-text comment uses a time-based label.
  5. Enter plain text, up to 2,000 Unicode characters. Use Emoji to insert an emoji at the cursor or replace selected text. Select Post reply inside the input’s bottom-right corner.
  6. Reply submitted confirms CXP accepted the reply. Check for later internal delivery feedback and confirm the result on Instagram when needed.

Review the original post preview and the selected comment before posting a public reply.

When Instagram supplies the selected comment’s parent, CXP places your answer under that original parent comment. The composer explains: Instagram will post this reply under the original comment. CXP keeps the selected customer’s message as your reply context; it does not reconstruct threads or add an automatic @mention. If Instagram does not supply a parent, CXP targets the selected comment itself. Instagram may reject that target; CXP does not guess an alternative or retry against a different comment. New comments preserve your chosen target and draft. A successful send clears the draft and selects the latest eligible comment again. A missing or stale target requires a deliberate replacement, and incomplete history cannot authorize a send. Reopen Resolved or Closed work before replying. Replies are text only: no attachments, rich formatting or automatic splitting into several comments. Public comments do not use the Instagram DM 24-hour window and do not extend a DM window. Instagram can still reject a reply under its own rules. Use Internal note for private coordination.

Review the original post

Each comment Chat has an internal post reference before its first received comment. When the saved reference has a usable link, CXP automatically loads Instagram’s preview and sizes it to the post’s content. The preview remains available in Resolved and Closed conversations, without reopening the work. Existing conversations with saved post links can show previews too. If the preview cannot load, select Open Instagram post to view the post or Reel in a new tab, or Retry preview to try again. Instagram may restrict or remove a post, disable embedding, or be blocked by your browser or network. When no safe link was saved, the note shows Instagram post unavailable. An unavailable preview does not prevent comment intake or replies. A missing saved link is not automatically repaired later. The preview loads content from Instagram; CXP does not archive it or analyze its media. Incoming Instagram comment images are not displayed. Instagram DM files keep their separate workflow.

Understand the public Contact

CXP creates a protected Contact for each account, post and commenter combination. The same person commenting on another post has a different Contact, possibly with the same display name. These records do not prove a unique-person count or identify that person’s private Instagram conversation. The initial alias uses the received name, or username when the name is absent. Missing display information does not block intake. CXP does not request a profile, overwrite an existing alias, add email or phone, or join this record to private customer history. Public Contacts are read-only. You cannot edit their profile or custom fields, merge them, change a conversation to or from such a Contact, merge their conversations, or start private email or ordinary manual work from them. Protections remain after the Chat ends or comments are disabled. Normal assignment, status and internal-note controls remain available.

Public Contact protections remain when the conversation is closed.

See Public comment Contacts.

End and resume the work

  • Resolved releases active agent Chat workload and retains the comment session. Reopen before sending another public reply.
  • Closed and End Chat end the session. Pending keeps it active.
  • These actions do not post public lifecycle notices.
Reopening restores the most recent matching comment session and joins the current directly assigned agent. Team-assigned or unassigned work requires Take Over. You can then select a received comment and send a follow-up. Older sessions stay ended. A competing active session for the same account, post and commenter, or an existing Simple-mode reopening conflict, blocks the change. A new comment on a retained Resolved session reopens the same conversation and session in both Simple and Advanced modes. A new comment after Close creates new work unless you have already reopened the old conversation. After End Chat, ordinary resolution rules apply: Simple mode can reuse an eligible nonclosed conversation; Advanced mode creates another. New sessions remain human handled.

Save an Instagram comments View

  1. Open Search and add Social source > Instagram comments.
  2. Add Team or Status criteria if needed.
  3. Save the search as a View, or configure the same filter in a shared View.
Omit Media = Chat to retain ended or closed work. Social source labels persist through ordinary updates, but indexing can lag or fail, older conversations are not backfilled, and rebuilding a lost record may not restore every former label. An unlabeled conversation fails inclusion and remains eligible for exclusion. See Social source matching.

Delivery limits and troubleshooting

Incoming comments can be acknowledged before they are saved. A saved reply can remain unsent. Delivery uses bounded duplicate suppression for up to seven days; there is no durable replay queue or permanent exactly-once guarantee. Changing the connection’s login mode does not change the selected comment. If the mode or linked Page changes while CXP prepares a send, the unsent attempt stops. Review the outcome before resending. CXP does not change targets, send a DM instead, or automatically replay an uncertain public reply. Moderation, edit/delete synchronization, private replies, historical import, thread trees and outgoing attachments are outside this feature.
